Work queues, QA and supervision

Every task is a work item with a queue, a service-level clock, allowed actions and an escalation path. QA samples the work, rework goes back with findings, and supervisors see the live board.

§ 1Work queues, QA and supervision

Work items and queues

A call, a callback, an intake, a document to validate, a form to prepare and an attorney review are all work items. Each one is routed to a queue, or directly to a person, by skill, language, practice area and office, and every routing decision is recorded with its explanation.

§ 2Work queues, QA and supervision

Offers, leases and allowed actions

An eligible worker is offered the item and holds it under a lease while working. The actions a worker may take on an item are fixed when the item is created, from your firm’s delegation rules, so a worker cannot step outside them halfway through.

§ 3Work queues, QA and supervision

Service levels and escalations

Each item runs a service-level clock that warns before it breaches. A worker who meets something the procedure does not cover escalates it, to a supervisor or to an attorney, with the evidence attached. Stale and blocked work is surfaced, not left to age.

  • Service-level clocks with warnings and breaches
  • Escalation to a supervisor or attorney
  • Blockers and stale-work detection

§ 4Work queues, QA and supervision

Quality review and rework

QA sampling rules choose completed work to review: all of it, a percentage, by risk, everything from a new worker or a new process, work an attorney returned, or a random audit. Reviewers score it against a checklist; findings are kept and never edited. Work that fails goes back for rework, and patterns become coaching.

Complaints are recorded and never deleted, and operations incidents open automatically when queues back up or a service misbehaves.

§ 5Work queues, QA and supervision

The supervisor console

Supervisors see the live board: queues, service levels and who is working on what. They reassign work, take escalations and coach.
